However much the support team thinks negative thoughts about the person on the other end of the telephone, they have to resist any temptation to express it.

They are your business IT support people, and even if you have outsourced the job, they represent your business and company. If they give a bad impression then it will reflect in your business. You need to inform the team what is acceptable behavior and how they are to react to any situation that they find themselves facing. The support team can make or break your business in many ways, and you need to spend time finding the best people to support your company.
